Financial services team delivering excellent member service and complaint handling
Programme overview

What this workshop addresses

In today's competitive financial services landscape, credit unions and small finance companies win or lose on the quality of every member interaction. One careless conversation at the teller line, one poorly handled complaint, and years of hard-won trust can walk out the door. This high-impact workshop equips financial institution teams to deliver consistently excellent front-line service, turn complaints into loyalty-building opportunities, and keep members for the long term — protecting both revenue and reputation.

Who should attend

Recommended participants

  • Front-line tellers and member service representatives; loan officers; complaints and dispute-resolution officers; contact-centre teams; branch supervisors and managers; and directors or managers of credit unions, co-operatives and small finance companies who want to build a service-driven culture.
Learning outcomes

Key objectives

  1. By the end of the workshop, participants will be able to:
  2. Deliver consistent, five-star front-line service — greeting, needs discovery, accurate handling of transactions and enquiries, and warm, professional closure on every interaction.
  3. Handle complaints professionally and turn them into loyalty — applying a proven service-recovery model: listen, empathise, resolve, follow up, and know when to escalate.
  4. Build member retention and loyalty strategies — recognising at-risk members, deepening relationships through cross-service conversations, and creating moments of delight.
  5. Communicate with empathy and professionalism under pressure — de-escalation techniques, tone management, and serving difficult or distressed members with confidence.
  6. Convert member feedback into service improvement — capturing, categorising and acting on feedback so complaints become a data source, not just a fire to put out.
  7. Uphold confidentiality, ethics and regulatory expectations — maintaining privacy, accuracy and professional conduct in line with Jamaica's Data Protection Act and financial services standards.
Results & measurement

Key measurable KPIs after training

  • Member Satisfaction (CSAT) score — measured before training and at 90 days post-training
  • Net Promoter Score (NPS) — tracking members who would recommend the institution
  • Member retention rate — reduced attrition of active members quarter over quarter
  • Complaint resolution time — average days from complaint to resolution, reduced
  • First-contact resolution rate — percentage of issues solved without escalation
  • Complaint escalation rate — fewer complaints reaching head office or the regulator
  • Service quality / mystery-shop scores — improvement in front-line service audits
Organisational application

How best to use this training

Run the workshop with whole branch or department teams together, so everyone returns speaking the same service language. Before the session, collect real anonymised complaint cases from the institution and use them as role-play material so participants practise on scenarios they actually face. Immediately after training, supervisors should coach and reinforce the techniques in daily huddles for 4–6 weeks and repeat role-play drills monthly. Measure the agreed KPIs before training and again at 90 days, then share results with the team. A quarterly refresher can help keep the standard alive.
